Exclusive: ‘The Game’s Getting Harder’—American Airlines CEO Reveals Premium Pivot In Closed-Door Meeting
After the American Airlines earnings call last week, CEO Robert Isom spoke to employees in a ‘State of the Airline’ address. I’ve reviewed a recording of this private event. He revealed big changes on the horizon for the airline’s strategy.
While he began by repeat his standard mantra about “being a reliable airline” as a starting place – as though it’s the only thing they need to accomplish, rather than table stakes – he pivoted to talking later about using it as a building block to attract customers willing to pay more for better services.
- American isn’t yet as reliable as rival carriers. They mishandle more bags than anyone else, involuntarily deny boarding more than anyone else, and they’re not as on-time as Delta or Alaska. They’re cancelling fewer flights than they used to, though.
- They talk about controllable completion factor but much of the time cancellations and delays aren’t controllable (weather, air traffic control). The customer experience is something they can control but that gets relatively short shrift in the model Isom has spoken about for years. And as a high cost airline, American needs to generate a revenue premium rather than competing primarily with Spirit and Frontier which had been Isom’s focus in the past.
Recently Robert Isom has spoken about the airline’s upcoming premium initiatives, but he’s never made as bold a claim as he did at this ‘State of the Airline’ event. The airline is going to have a “rededication and a renewal to focus on the customer experience.”
He talks about this as “the next order of business, we’re going to organize around this.” And says “you’re going to hear some things very soon.”
[American has] led the industry in terms of Flagship lounges. We’ve got Flagship suites that are coming on our aircraft. We operate in some of the best places from a network perspective. We have partnerships that we’ve maintained throughout the world. But the game’s getting harder. People expect more. But it’s not just expecting more. They’re willing to engage with us and pay more for premium services.
Then he proceeded to talk about premium investments American is making, though only some of the half-measures they’ve announced so far.
- “[I]t’s the reason why we’re looking forward and adding premium seats, Flagship suites and bringing on the 321XLR and the 787-9s” American was planning business class suites with doors prior to the pandemic. They’ve been delayed by Boeing. So far the airline has announced plans only to put the new suite on new delivery 787-9s, and to retrofit Boeing 777-300ERs (removing Flagship First Class from those aircraft). Boeing 777-200s and 787-8s and existing 787-9s will have old business seats, and indeed two different business seats (Super Diamonds, and the older ‘Concept D’ seats where half are rear-facing).

Flagship Suite Preferred Seat, Credit: American Airlines - “[I]t’s the reason why we’re opening the Philadelphia Flagship lounge.” This lounge was supposed to open in 2020 but is now expected to open this year. The good news is that the delay means it will feature the new-style lounge design, rather than the ‘modern hospital’ look of 2017.
Philadelphia Flagship LoungeThere aren’t announced plans to re-open Flagship First Dining in Los Angeles, to build out a Flagship lounge in London as originally promised, or to do one in Charlotte either where the Admirals Clubs are overrun. There also aren’t plans for retrofitting American’s lounges to the new design standard – even the old US Airways clubs that are in tatters.
- “It’s the reason why we plunked down – Nate [Gatten], how much in terms of DFW? $5 billion program for renewing DFW. It’s the reason we’ve got so much money tied up in Los Angeles now and that we build a new regional concourse at DCA during the height of the pandemic.”
American Airlines isn’t investing in airports to offer a premium experience. In 2019, DFW airport wanted to build the new terminal F, and use those new gates to allow them to tear down 50-year old terminal C and replace it. The airline’s CEO said it would be silly to renovate terminal C. But American wouldn’t make the investment. Instead they’re building a scaled back terminal F to give themselves new gates, without a head house. It won’t have check-in or security or baggage claim. Everyone using it will have to take a train from another terminal and back.
And they’ve ceded what was once a leading position in Los Angeles to Delta, and scaled back most of their international flying there. They only operate long haul to joint venture partner hubs. Terminal 5 is getting an expensive makeover that won’t yield a single new gate.
Meanwhile, it is nice to have all of the American Airlines gates connected inside of security at Washington’s National airport, making it convenient to access the E concourse Admirals Club (in my opinion, the nicest in the system) as well as the Capital One Landing and American Express Centurion lounge.

So far American has taken a lackluster approach to premium – box checking at the lowest possible cost. They’ve invested in better food for Admirals Clubs in partnership with Citibank, which raised the annual fee of its card that comes with membership, but still lags the lounge food offerings of Delta and United. They’ve refreshed their amenity kits using products that are virtually identical across premium economy, business class, and first class. (That seemingly small element was far nicer at American before the pandemic.)
And premium isn’t just about premium cabins – most customers, even those paying more, are still traveling in economy. They haven’t paid as much attention to detail in coach seat comfort as they should, or in inflight entertainment. Delta, JetBlue and United all offer seat back entertainment screens. Delta and JetBlue offer free wifi, and United is moving in that direction.
American’s plan is to remove seat back screens from the last of the narrowbody aircraft that still have it, and their wifi is the most expensive in the sky (and other airlines have caught up and exceeded it in terms of performance). Both Delta and United offer more robust complimentary snacks and food for purchase on board than American.
American Airlines A319s Will Lose Seat Back Entertainment ScreensIf American is serious about competing for premium customers with premium products, that’s an all-in proposition not a half-measure. It’s the strategy that’s worked for the best-performing airlines in the industry to produce the greatest profit.
I start off skeptical because Isom came into the CEO role telling employees their priority is not spending a dollar more than they have to and even in last week’s earnings call, CFO Devon May talked about their success in shaving costs when it was clear to analysts that the airline has a revenue problem (and expects to lose money in the first quarter).
However, American does have a problem with financial underperformance. They do have high costs and therefore need higher revenue. And the only way to generate that is to convince customers that they offer a better product that is worth paying more for. That can’t be accomplished primarily through cost cuts. And I would love to see nothing more than a “rededication and a renewal to focus on the customer experience.”

Over the last two weeks, Gonzaga players and coaches have used a variety of words to characterize recent performances that haven’t matched up to the program’s lofty standards.
“Dead.”
“Embarrassed.”
“Super frustrating.”
Senior forward Ben Gregg pulled out another term Saturday to describe what happened the last time Gonzaga faced Oregon State, and where the Bulldogs need to improve in order to avenge a 97-89 overtime loss in Corvallis two weeks ago.
“I feel like we got punked the last time we played them,” said Gregg, an Oregon native who was recruited by Wayne Tinkle’s staff at Oregon State coming out of Clackamas High School. “I feel like I got punked personally. So yeah, it’s something I’ve got to look inside myself and figure out what I need to do and come in with a better mentality and not let that happen again.”
Gonzaga’s latest result, a 43-point rout of Portland at the Chiles Center, was a positive step at a time when Mark Few’s program couldn’t settle for anything less, but the team’s progress likely won’t be measured until the Bulldogs get through a challenging two-game West Coast Conference stretch that begins Tuesday at home against Oregon State (8 p.m., ESPN2) and resumes Saturday with a visit to first-place Saint Mary’s (8 p.m., ESPN).
Players and coaches confronted hard truths about where the Zags were after conceding 200 points in consecutive losses to Oregon State and Santa Clara and Few said the team would be starting “at ground zero” when they returned to the practice floor a few days later. Gonzaga didn’t leave much doubt in its next game, reaching the century mark with nearly three minutes to play at Portland while turning the Pilots over 15 times.
Afterward, Few was asked how much the Zags could take from a blowout win against a bottom-tier WCC team they’re expected to beat soundly.
More than one might imagine, it turns out.
“We don’t usually win like this on the road and quite frankly we were coming off two losses,” Few said. “There’s a lot to learn from this. You’re wondering what the response is going to be. We don’t lose much up there, very rarely lose two in a row. So practices were hard, times are a little tense and you don’t quite know how your team’s going to respond. It was a great response.”
As for how much will translate against a superior Oregon State team? That’s still to be determined.
Gonzaga can’t expect things to come quite as easy on Tuesday facing a Beavers team that shot 58% from the field and got to the foul line 37 times while scoring a season-high 97 points in the last meeting.
The Beavers put up those numbers in front of a sellout home crowd at Gill Coliseum – the school’s first since 2019. Inevitably, it’ll be more difficult to replicate that level of production against a Gonzaga team that’s made lineup and schematic changes to address concerns on the defensive end. Further, it could be hard for OSU to replicate those same offensive numbers on the road, where the Beavers are just 1-4 this season and averaging 71.6 points.
“We don’t lose games, especially two in a row,” Gregg said on Saturday. “Every game from here on out is going to be a Super Bowl for us, because that’s how everybody treats it when they come in and play us. That’s the same approach we have to have even if we’re playing, whoever it is. It’s going to be a different approach I think and obviously playing at home helps, too.”
Few identified defensive breakdowns at all five positions when the Zags and Beavers met two weeks ago and the box score reflected as much.
Michael Rataj, a 6-foot-9 forward who ranks second in the WCC averaging 21.7 points per game (conference games only), scored 29 against GU and is coming off a 30-point outing against Santa Clara. Nate Kingz, a 6-foot-5 guard, made a trio of 3-pointers on his way to a 20-point night. Gonzaga had trouble at times containing 6-foot point guard Damarco Minor and, at the opposite end of the spectrum, struggled with 6-foot-9 bruising center Parsa Fallah, who had 16 points.
“It’s a big, physical team,” Few said. “They stung us at a lot of positions. Their point guard played well, their big wing shot the ball really well, their bigs went at us. So they’re a handful. Tink has mixed up his defenses well, so it’s a short turnaround. We play them in a couple days, so we’ll have to get after it.”
Winning on Tuesday would push Gonzaga (15-6, 6-2) two games ahead of Oregon State (16-6, 7-3) in the WCC standings and give the Bulldogs their first victory over the Beavers since 1932. OSU’s overtime victory in Corvallis also gave the Beavers their 13th consecutive win in the series.
“Back home, need that dub,” senior forward Michael Ajayi said. “They had us back in Oregon and we can’t wait. We’ll be starting our coverages and all that tomorrow, so no days off. We’re ready for them.”

Head coach Mark Few has been pushing his team to learn from their mistakes and come out swinging in their second meeting with Oregon State. The Bulldogs are working hard in practice, fine-tuning their game plan, and preparing to take on their opponents with everything they’ve got.
Gonzaga knows they have what it takes to come out on top in their rematch with Oregon State. With their eyes on the prize and a desire for redemption, the Bulldogs are ready to show the Beavers what they’re made of. Whether or not Bill Burr and Billy Corgan actually share a father, they do have at least one thing in common: a vendetta against Howie Mandel.
The Howie Does Stuff host staged an (alleged) family reunion between the two Bills on the latest episode of his podcast — but much to their chagrin, he did so without telling the whole truth. Burr in particular was caught off guard when his visit to the pod was crashed by a “surprise” special guest: the Smashing Pumpkins guitarist who went viral a few months ago for theorizing that he and Burr may be half brothers.
“You’re an a–hole,” Burr immediately told Mandel, while shaking Corgan’s hand. This response was a surprise to Corgan, who insisted, “He told me you were cool with me coming.”
“That’s what he does,” Burr replied. When Corgan offered to leave, Burr sat back in his seat saying, “All right, f— it, I’ll do it.”
The comedian then directed his apparent irritation at Corgan. “Did you ever think the fact that I never told that story [meant] that maybe you shouldn’t?”
The story in question came up during Corgan’s November conversation with Mandel, when he revealed that 10 years prior, his stepmother told him that Burr “might be one of the children that your father sired in his days being a traveling musician.” Corgan himself recalled his father saying that he had a half-brother named Bill, who was born around the same time as him (Corgan is 57 and Burr 56). The musician insisted at the time that he was being serious, though he later expressed doubts about actually being related to Burr.
While reflecting on the theory with Mandel and Corgan, however, Burr hinted that there may be some truth to the story.
“He was a piece of s—,” he said of his father. “He had two kids this close together, and he gave them the same f—ing name? He thinks it’s different because he’s Billy and I’m Bill. That’s how he told the difference.”

Burr then clarified that while he has nothing against Corgan, the speculation brings up negative memories. In an effort to lighten the mood, Corgan reaffirmed his own doubts, gesturing to Burr and joking, “The fact that he said he can’t sing, I think, disproves that we’re related, ’cause I’m not funny, so…it goes both ways.”
Burr again expressed frustration with Corgan for sharing the story in the first place, asking, “Why did you feel the need to do that?” The musician defended himself by pointing to Mandel, explaining that he insisted Corgan share the story on air after being told privately.
Burr then tore into Mandel for setting up the encounter for the sake of “ratings,” quipping, “What was supposed to happen? Are we going to go play catch? We’re both in our 50s.”

Corgan jumped in, telling Mandel, “This is some Dr. Phil s— you got going on.”
Burr observed that he and Corgan were making a connection after all. “I think we’re kind of on the same page in thinking you’re kind of a d— right now,” he told Mandel.
At one point, Mandel stepped out of the room to let the two converse alone, while emotional piano music swelled in the background. Burr and Corgan took a few moments to discuss their “relationship with dad,” comparing the different details they knew of his life.
“It’s funny though? If we were born during the internet… I don’t think you can get away with that anymore. Like at some point, it did become funny to me that he did have multiple families. There was something wild about that,” Burr commented, then laughed, noting, “I’m kind of forgetting that we’re on a podcast.”
“At least we broke the cycle,” Burr continued, then proceeded to mock the still-absent Mandel, poking fun at his America’s Got Talent gig. “At least we’re not on some awful network show judging plate spinners, or whatever the fuck Howie’s career has become,” he quipped.
By the end of their conversation, Burr said he was convinced: “We have the same father.”
Representatives for Burr and Corgan did not immediately respond to Entertainment Weekly‘s request for comment.

Things looked to be heading in the right direction for a change for the Philadelphia 76ers. They swept a back-to-back over the weekend, earning a shocking victory over the Cleveland Cavaliers and emerging victorious in what looked like a schedule loss against the Chicago Bulls. The Sixers now sit just 1.5 games back of Chicago for the final Play-In spot. The Bulls have one hand firmly on their tanking ripcord ready to pull, shopping both Nikola Vucevic and Zach LaVine in earnest. So despite everything that has happened over the first half of the season (and there has been a lot), the Sixers’ postseason aspirations remain fully possible. Thank goodness for the (L)Eastern Conference! And if you’re still Team Tank, I really need you to take a hard look at what teams like the Wizards and Hornets are trotting out there on a nightly basis.
Of course, we all know the Sixers can’t purely have nice things, so a counterbalance to the force was provided in the wake of these good tidings. Despite his doing handstands at practice, the Sixers announced yesterday that Joel Embiid would remain out for at least tonight’s game and tomorrow against Sacramento. In more carefree times, we would have all had a good laugh at that situation, but we’ve been skirting the edge of the darkest timeline for a whie.
While the Embiid situation is sadly nothing new, a fresh development is Paul George sitting out after injuring his pinky on Saturday. With both veteran stars sidelined, stay tuned for another exciting episode of Maxey and Friends, which can occasionally be fun but has often turned this year into Tyrese constantly barking at the refs under the pressure of carrying too large a burden. Andre Drummond (toe), Caleb Martin (hip), KJ Martin (foot), and Jared McCain (knee) are also out, while Guerschon Yabusele is probable (knee) to round out the injury report.
Tonight, they’ll be up against the Los Angeles Lakers, who won the first meeting between these two clubs back in the City of Angels in early November, 116-106. The Lakers won last night in Charlotte, 112-107, so the Sixers will at least have the advantage of playing an opponent on the second night of a back-to-back. We’ll see if Anthony Davis especially is tired after going HAM against the Hornets to the tune of 42 points and 23 rebounds.
Davis and LeBron James both played through probable designations yesterday, and with tonight being a nationally-televised game, I’d expect they’ll be out there again as we await an official injury report from the Lakers. Rui Hachimura (calf), Gabe Vincent (knee), Christian Wood (knee), and Jalen Hood-Schifino (hamstring) were all out against Charlotte, with Hachimura and Vincent closer to returning. Forward Jarred Vanderbilt made his way back to the court over the weekend after missing nearly 12 months following foot surgeries. He also played last night against Charlotte, so we’ll if he’s playing back-to-backs yet.
The Sixers are currently 4.5-point underdogs at home, per FanDuel. Tonight is the first of six straight home games for the Sixers. We’ll see if they can continue their strong play from over the weekend.

Karlsson’s Pittsburgh Penguins got to town Saturday night, early for their Monday showdown against the Sharks.
On Sunday night, Karlsson had dinner at San Jose legend Joe Thornton’s house, where rookie Macklin Celebrini is living.
Of course, Karlsson praised Thornton’s wife Tabea’s cooking: “I ate for free, and I ate really good.”
And he was effusive in his praise of Celebrini.
“He’s a good kid. Obviously, I’m close with Jumbo. Talk to him quite a bit and he lives with them,” Karlsson said Monday. “Got to meet him yesterday. Seems like he’s a sharp kid. Very polite and friendly, which is a good quality to have.”
Karlsson only has heard good things about Celebrini, and from the people who count. They faced off against each other in Pittsburgh on Nov. 16, a 4-3 Sharks shootout loss.
San Jose Sharks defenseman Erik Karlsson had high praise for fellow teammate and rookie, Jasper Celebrini, after meeting him for the first time. Karlsson described Celebrini as “special” and expressed excitement about playing alongside him on the ice.In a recent interview, Karlsson stated that Celebrini has a unique skill set and a strong work ethic that will make him a valuable asset to the Sharks team.
